목표 대비 고객 만족도 수준이 낮고, 다른 여정 단계 대비 만족도 수준이 낮은 여정 단계는 서비스 개선 우선영역으로 보고 세부적인 분석을 한다. 예를 들어, ’20년 3분기 만족도 조사 결과를 토대로 만들어진 고객여정지도에서 공항도착(교통) 단계의 고객경험 수준이 가장 낮은 것으로 나타났었기에 교통 분야를 우선 개선영역으로 선정하고, 해당 여정 단계를 구성하는 접점(MOT)별 세부 만족도 수준을 분석하였다. 특히 주차요금에 대한 여객 만족도가 가장 낮게 나타나 개선 대상 서비스로 선정하여 담당 부서에 이를 공유하고 서비스 개선을 요청하였다. 현재는 고객여정지도상의 고객경험을 고객만족도 점수로 관리하고 있지만, 내년도에 시행하는 고객특성조사 분석에서는 고객감정 반응지표를 새롭게 추가하여 여정별로 다양한 고객감정에 대한 조사를 신규로 시행할 계획이다. 여정별로 고객이 경험하는 다양한 감정에 대한 긍정적/중립적/부정적 키워드를 다양하게 제시하고 고객이 3개 정도의 키워드를 직접 선택하게 하여 키워드 별로 매겨진 점수를 종합하면, 페르소나별로 고객이 각 여정에서 어떠한 감정을 갖는지 정량적 결과를 산출할 수 있게 된다. 매년 이 결과를 고객여정지도에 업데이트하여 활용해 나갈 계획이다.

A stage of a customer’s journey where their level of satisfaction is low compared to the target level and/or their satisfaction levels reported for other stages is designated as a priority area for service improvement, and a detailed analysis is carried out. For example, a general customer journey map created based on the customer satisfaction survey in the third quarter of 2020 indicated that the satisfaction level was the lowest in the airport arrival (transportation) stage. Accordingly, “transportation” was selected as a priority area for improvement, and the level of satisfaction at each contact point (“moment of truth,” MOT) of the journey was analyzed. The results showed that satisfaction was the lowest with respect to parking fees, and this was selected as a service to be improved. The results were shared with the department in charge, along with a request to make the necessary improvements. At present, customer experience under the general customer journey map is managed based on the score assigned according to the customer satisfaction level. However, for the customer characteristic survey and analysis that will be initiated next year, a customer affective response indicator will be newly added to examine the different affective responses in each type of journey. To be more specific, survey participants will be presented with diverse keywords describing positive, neutral, and/or negative affects that they may experience according to their journeys, and scores will be determined based on the keywords they choose. This will lead to a quantitative result that can be used to help determine the affective response each persona (customer group) can have in their journey. The results will be used to update the general customer journey maps each year.
